Outsourced Call Centers Return to U.S. Homes NPR

Maureen Quigley-Hogan is the next generation of call center worker.
Wearing pink slippers and sitting at her desk in her home office in Virginia, she takes a call from a woman in New Jersey who has a question about her credit card bill.
Quigley-Hogan was unemployed for 10 years because she couldn't hold down a traditional job, she says. She has rheumatoid arthritis and fibromyalgia, a disease that causes severe fatigue.
"It was hard to get to a job," Quigley-Hogan says. "The idea of going through a regular schedule of getting up and getting ready for work, I would be exhausted."
She worked in customer service for more than 20 years, so two years ago, she was thrilled to land this job where she can work from home.
Rethinking Overseas Outsourcing
For years, Americans have had their phone calls about credit card bills and broken cell phones handled by people in the Philippines or India. But American firms are starting to bring call centers back to the U.S. — and this time around, they are hiring more people to work in their own homes.
Ten years ago, it made a lot of sense to outsource these jobs overseas. But that's changing. Increasingly, companies that want to outsource their customer service jobs are happy with these domestic arrangements.
High inflation and double-digit annual raises in some sectors are pushing up the cost of labor in India. At the same time wages in the U.S. are falling and companies are rethinking the trade-offs associated with outsourcing.
Weighing Costs And Woes
Richard Crespin, director of the Human Resources Outsourcing Association, says when companies decide whether to outsource overseas they have to weigh the costs as well as "the inconvenience of having something distant from you and not close in proximity — what I would call the pain-in-the-neck factor."
He says when wages drop in the company's home economy, those companies are less likely to outsource these jobs to other countries.
Experts say outsourcing is still accelerating for jobs in IT services and manufacturing. Phil Fersht, an outsourcing analyst, says even before the recession started, companies were starting to realize that offshoring wasn't the best option for other services.
In some cases, workers in India are making only about 15 percent less than workers in Nebraska, he says. That's the threshold where companies start thinking about whether it's worth it to hire an American worker instead of a foreign one.
Thousands Of Home Workers
Home workers, such as Quigley-Hogan, represent one of the cheapest models for customer service. There are an estimated 60,000 people doing call center work from home.
"It provides a lower cost point than other traditional means of onshore customer service," says Chris Carrington, who runs Alpine Access, the Denver-based company that Quigley-Hogan works for. Carrington says the low overhead of having home-based workers allows him to charge 20 percent less for the same services provided by brick-and-mortar call centers in the U.S.
"We don't have big buildings and we don't have all of that infrastructure cost, and so we're able to pay our people more and as well as lower our price for the customers we serve," he says.
Even with these cost-cutting measures, American workers are still the more expensive option. But industry watchers say so-called home sourcing will continue to grow as companies look for quality that used to be harder to afford.

I think it's interesting how as bad as our economy is, it could actually help our business. I think the economy is a lead factor as to why now paying Americans to do the calls rather than other countries is becoming cheaper to do. However I still think is important to go to an office environment or in general a work place outside of home. Our society is advancing so much in everything but our people skills. They will soon be declining with all this technology. But the excellent point is that you won’t have to spend all that extra money on buildings and office supplies.

I think its great that companies are returning these jobs back to Americans and giving us all more opportunities to get jobs. In our current economical situation, more jobs for Americans are important to get the economy back to where it was before the recession. Plus, in my experience, American people tend to be nicer and more helpful than people in foreign countries when on the other end of a customer service call. Although, some companies just have bad customer service.

America’s economy as we know is in decline and arguably a recession. Outsourcing jobs is a contributing cause of this, because it steals money. Steals money from the American people and American nation because the company’s doing this, who outsource jobs, lower the GDP because they are importing a service, not exporting. Also the security issues are very violate because you are sending critical information (i.e. banking info., credit cards, and engineering plans, and military vehicles and security) to poor regions in an area that you cannot control.

ReplyDeleteWhile I am glad that people here who are jobless in this economy can get a nice job from their home, I still think that companies shouldn't completely put these people in India out of their jobs. I think that this outsourcing/homesourcing idea is brilliant for the modern workplace. It can be more effective, easier, and provide people with jobs they couldn't normally have. And in this economy, finding better ways to reduce costs is a must, and I am glad that people are thinking of ideas like this to do so. So in the end, this whole idea of home sourcing and outsourcing could be a great advancement in modern American working, and could benefit many of those like Maureen.

I did not know these kind of things actually happen. I mean I like the fact you can work at home, and still make money. Also I think that hiring American workers and having everything in close proximity is more important than a couple hundred or thousand dollars. This is because all those multi-million or multi-billion dollar businesses can mess something up by mistake if they aren't there to personally see to it. And a loss of 20,000 dollars is better than a loss of a million. So I think that other workers in other countries need to find new jobs, and more people here in our country need to find jobs.

I agree that this will create more jobs in America, which is good. Creating all these jobs is essential if we want to stimulate our economy. One thing I don’t agree with is the fact that Americans are so lazy that the need to work at home. This portrays America in a negative image, and that’s exactly what we don’t want. Everyone already hates us.
Wow AJ. You would say that about our country. But I'm not saying you are wrong. I mean, if you meet someone Irish and make fun of them, their immediate response is calling us lazy or fat. I think that we should reduce the amount of outsourcing to get American workers. America right now is undergoing recession so we need to get out of it as soon as possible. The more jobs Americans have the sooner we get out of recession. I know that outsourcing is much cheaper in other countries, like India but isn't it more important that we FIRST look to the well-being of our own country. The costs of outsourcing is more expensive here but we are helping our own country.

It's a good thing that this will offer more jobs for people here in America. Our economy is in a bad shape because off the great number of laid of employees and other things like that. But it would be better if these kinds of jobs weren't a "stay at home" job thing. It just makes Americans look lazy and tired most of the time.
This is...interesting. I seriously doubt whether this makes a big difference or not. Really how many of you out there care whether you're talking to someone from the states or India? And then there are your "economists" up here saying this is helping the economy. There are only 60,000 people working in these home call centers. There is an estimated 14.9 MILLION unemployed people out in the states right now. If this is all they can come up with to salvage the economy, god help us. You gotta keep the bigger picture in mind here. And I recall the article saying this is the more expensive option. So is it really saving the economy Sarah, Myles, John, Jay, AJ, and Mishi? If the large corporations are spending more putting these workers here, than isn't that hurting the economy in the long run? Aren't these corporations the ones who put us here in the first place, with their hedge-funds, and selfishness? This really makes little or no difference.
ReplyDeleteFrom this view I don't think that we should hire foreign workers across countries just so then the company can earn more profit because then that means that more Americans can't pay for their taxes and also then that means India's GDP and economy will rise and probably become one of the richest countries so far. We shouldn't create more home jobs because then mostly everyone would want that kind of job and with other hard labor jobs like construction, people wouldn't try to get those jobs because of our country’s laziness and complains and stress.

Working at home is a great thing for not only disabled people, but also for old people. There is also a negative impact. If you work at home then you might not do your job right and your manager is paying you for the wrong things. If foreign people come to work here, they would get paid and when they leave, the money is gone.
I disagree with this and also agree.
I find this article very interesting. I disagree that this portrays America as being lazy because we have some that are not able to work in a building or just simply work at home. I do not think it is okay to take jobs from others either. Then again the people that are getting the jobs honestly do not care.

I think it's a great idea to move call centers back to the U.S. This provides more employment oppotunities for people in the U.S. If we already have so many unemployed people, why outsource from foreign countries? Also, working at home encourages people to get a job, and it's convenient for many women who have kids.
With the economy how it is, it's great that there are more job opportunities available. This isn't much of an improvement though. But, it shows that our economy can improve eventually. And although I doubt it, it can be the start of our journey away from bankruptcy.

I think that it is great to get rid of the jobs overseas and bring them here. America is suffering from people out of work and bringing jobs in from overseas would be an excellent idea for the economy as well as those people who don’t have jobs. I do have to say that I would feel bad for those people who lost their jobs overseas, but you can’t make everyone happy. If you do happen to make everyone happy, it won’t last. Working from home would be a great idea for those who are immobile, very old, or extremely sickly like Quigley- Hogan. It is a bad idea, however if everyone would want to do that. It not only portrays Americans as lazy couch potatoes but also as people who don’t care about their jobs and are unworthy for them.

ReplyDeleteWhile it is kind of a pain having to listen to a guy from India trying to speak English, from an economical point of view, this is only going to hurt our economy (just like Josh stated).In America, people have lost jobs to save money. However, now that people are working here again, it means that the company they work for is going to start having to pay them again, and that could hurt the company, From an environmental point of view, this is going to be a very good thing for our environment in our country. People are working at home, and it means that fewer cars are being used and releasing carbon monoxide into the atmosphere would significantly decrease polluting America. So in a way this can be a good thing from a medical perspective because less carbon monoxide and less people are getting sick from pollution. But this work at home factor could lead to an increase in obesity and something America is well known for. I don't think this is a bad idea, I just think there could be a better solution.

Outsourcing is globalization. Globalization is the freedom of companies to move between borders. When a corporation outsources they usually go to a poor developing country where the people are willing to work for anything, because of the workers desperate situation they can easily be taken advantage of. In a recent poll of 20,000 people in 20 countries more than half of those polled stated that globalization had a major risk on their culture. The result of globalization can be dominant culture over the world, a worldwide monopoly or oligopolies. Also as a result of the inherited industrialization of globalization other risks arise such as pollution due to the lack of industrial control. This necessarily doesn’t steal money from the American people just jobs. Josh I agree and this trend would have a detrimental impact on all forms of our intelligentsia, what will be outsourced next, engineers and other specialized occupations?

I thought it was encouraging to read that many outsourcing jobs are coming back to America. I believe that the people in America should have these jobs--not someone in India. India is currently exporting more goods than America, and Americans need any and all job opportunities because of the recession and high unemployment rates.
I don't think that these people working from home are lazy. They are working to provide for their families. This is the perfect situation for the lady mentioned in the article. I am sure there are many other Americans with similar stories who would love the opportunity to work again and feel like a productive member of society.

Of course, we reach a turning point where analysts finally notice what is mostly going on within the world. This issue of where people in India and China being just paid 15% less than those in America has always been known, no matter what. Companies already knew that the cuts in cost are just minor compared to the whole scheme of things, like creating products, but big companies want to save as much money they can to gain more net income out of selling products, which is why they outsource jobs. Sure, the U.S. may have an advantage in having people work at home, since so many Indians and Chinese don't even have internet, phone, or electric service around, but that can only affect small companies. Small companies, like Alpine Access mentioned above, can give more jobs to Americans since they produce fewer products to less people, but big companies like McDonald's and Toyota rely on saving as much money they can to produce a bigger profit as they market and sell to a lot more people.
U.S. call centers are more favorable than ones in India or other places. When Americans have a question about their phone bill, they prefer to speak with someone who actually knows English, not to an employee in India with a heavy accent. Cultural and linguistic boundaries create miscommunication and unhappy customers. Call centers based in America would decrease confusion, frustration, and anxiety for everybody.

India had workers before who had jobs at home but when the U.S was in a stage where they were desperate for a job they took over. I think they should have India keep this job and not have them reduce anything to their job.

Besides they are so far away so it's hard for them to always know how to help you. Bringing jobs back here would help our ecconomy and open up some more jobs that many people dsperately need.

I think that it is great that you can have a job that you get paid to do while working at home. This is good for old people and disabled people. In this economy, there are more chances for people to find jobs. Before companies let people work at home, they should check them to see if they have any disabilities.
I think it's good that they are starting to bring these companies back into America. Hopefully it can help our economy since we all know thats not the best right now. Also if I were to call someone about a bill and I had someone I couldn't quite understand that would be frustration to the max. If more American companies would realize that having their companies located in America is more practical than making their companies overseas. This is because their customers would be more prone to stay with that company. Reasons behind this are that an American person is much more likely to understand another native English speaking person than someone who just had a crash course on it.

I think it is great that people in call centers are being allowed to work at home due to their restrictions. It is not easy for them to just get up like a regular person on a regular day and go to work in the morning till night. It takes a lot of energy from them, energy that they can’t spare. But at the same time, we are making jobs for Americans we are making other people in other counties loss their jobs. It’s a good think people can get a job from their house. It helps them out a lot and makes it easier for them. They don’t have worry about driving to work and getting stuck in traffic.
I think having more home based call centers will be more efficient in several ways. Since our economy isn't at its best place right now, we need more job opportunities and this would provide some. When a customer calls and has a question about their account, they like to speak to someone in a relatively short period of time, and not have to repeat themselves or ask the customer service representative to repeat themselves. I think it is a good idea to bring this type of work back home to America, it can serve a couple of purposes. It can give jobs to those Americans who might not otherwise be able to work, and this in turn helps to improve the economy.
Just like everyone else, it's a pretty good thing that more jobs are getting set out. But then again, the stay at home isn't the best idea. You would think the word "work" meant to move. It may be convenient but it's not the best way to live out your life. Now the problem with hiring people not from the country is if they don't understand America's concepts and ways with handling business.

ReplyDeletePersonally I think that working at home is pretty cool. You can get up when you want to and end when you want to. And the best part is that there's no traffic! Communication with other co-workers would probably be a bit of a problem, but it won't be that much. Overall I just think that working home is easy and more flexible than if one was to follow a distinct schedule.

Both lacking of their job and lacking of the language makes most American frustrated when they hear a foreign language they have no idea on the phone to these call desk.
I am glad that companies are taking United States people over any other country. If the company is in the United States and they are getting people from out of the country just because their salary is cheaper, they are being cheap. Yes the salary is larger, but there are benefits.An example would include most Americans know how to speak English rather than people in other countries such as India.

Yes I live in the US and I should be worrying about the economic status of the US, but how can you ignore the fact that these people are getting their jobs taken away for the benefit of a whole different country.

Outsourcing isn't really a good idea because you're asking people in another country who probably speak some other language to help an American understand his credit card bill. I'm sure I’m not the only who thinks about the language barrier and the heavy accents sure to heard from the outsource crew member. Doesn't that just make understanding your bill a little bit harder? With our economy I think it's great that they're bringing back jobs for Americans, because this change can help with our economy. It's also a good idea to keep a customer’s personal information in this country because you never know what could happen to it in another country where you have no control over what they do with information like that.

I think that this is an outstanding way to create more job opportunities for our now poorly constructed economy. A job where you can work from home would be something accepted with open arms in a single family household, or even a household where the wife and/or husband wants to be a stay at home parent, but still keep two incomes. In many professions and businesses, foreign workers are used for cheaper pay. Many times, this money gets sent back to family outside the U.S., which contributes to creating better economies elsewhere and a continuous downhill slope for ours. It would be wise if many of these companies did begin to use American workers.

I find it somewhat convenient that call centers are being brought back to the U.S. It basically means that the people taking the calls are closer than they would be overseas. I do, though, find that because of this, call center workers in India and in the Philippines lose their jobs for almost no reason. And just to state the obvious, this job loss effects the global economy, and not in a positive way.

I think it would be good for the call centers to be moved back to the U.S. With our economy going downhill, we could use as many job opportunities as we can get. There would probably be less miscommunication if the call centers were back in the U.S and personally I think we need these jobs more than India and China. I think more Americans should get jobs as call center workers. We are in a recession, and many people need jobs and money. If they hire Americans, then they can get jobs. I think that having more Americans working in customer service is better because, since we are in a recession, more people would have an opportunity to have a job. With people in the U.S. losing their careers, there need to be other jobs to have. Having foreign workers answer phones and give service to others from America could be difficult because of two reasons. The caller would want someone to help them and understand their situation. Second, the worker could have an accent and it would be hard to understand what they are saying. I believe a person living in the same country should help the caller.
People that work at home are as good as people that work outside. The woman in the article had a perfectly good reason to why she had to work at her home.

I agree with these home jobs. They create more work in America and help stimulate the economy, but they prove a good point. They show that our world is becoming so crowded that there aren't enough jobs for everyone to fill. People are lucky enough to even work at a low wage job and should be grateful they can find one, but not everyone is going to be truly well off. Not everyone has the opportunity to get a high paying job and live the dreams of their lives.
It's great that Americans can have a job at home and even a job, but outsourcing isn't right. We would be taking away jobs from people in the PH and India. In a way this idea of home working is somewhat promising because it would be more efficient and productive. It's also a good way to bring in tourism with the new found workers if we were to bring them over from overseas. In turn the American job availibility would be more open, but this idea is not legit.

I think what is said in this report is true.About 10 years ago, it seemed the smartest option was to hire workers in other countries such as India or China. Now a days, moving them back to the U.S. seems the smarter option. It would be even better if more people could work from home. If there were more people working at their own homes, then companies wouldn't have to build huge office buildings for their workers and equipment. Since people wouldn't have to drive to work anymore, they won't be using their car as much, meaning less pollution in the air and traffic on major highways. This also means that electric cars like the Nissan Leaf would become a better buy in situations like this. With all of this affecting each other, the worker at home would probably make more money since their employer wouldn't have to make buildings for them and could make new products or improve old ones. As you can see, by moving many call centers and companies like them back to the U.S., this could help bring the economy back up, help the switch to hybrid or electric cars, reduce pollution, and take more cars off the road meaning less accidents. From my perspective, moving large companies can only help bring our economy back up and help us.

Honestly whether you get help from someone in the U.S. or in India or anywhere else in the world you're still getting help. It doesn't matter if they're not from here as long as they are helping you. Also there's another chance that the companies in the states may be too busy to answer your call directly so they might direct you to the person who is nearest and available.
